This decision can be made multiple ways and considering it as generic . According to me, I will prioritize the task for which I am paid for. If myself considering as Technical support engineer, I will prioritize PEA/SR/Tickets related work and further categorised as P1S1,P2S2..etc. Customer is not bother about what is going at your end. Emotionally he can understand, but professionally not. Its my task to full-fill the task anyhow for customer.
